Understanding Net Promoter Score
NPS is based on responses to a single question:
"On a scale of 0-10, how likely are you to recommend [Company] to a friend or colleague?"
Response Categories
Promoters (9-10)
Loyal enthusiasts who will keep buying and refer others, fueling growth.
Passives (7-8)
Satisfied but unenthusiastic customers who are vulnerable to competitive offerings.
Detractors (0-6)
Unhappy customers who can damage your brand through negative word-of-mouth.
NPS Calculation
Example: Survey of 1,000 customers: 550 Promoters (55%), 250 Passives (25%), 200 Detractors (20%)
NPS = 55% - 20% = +35
The Follow-Up Question
Always follow NPS with an open-ended question: "What is the primary reason for your score?" The qualitative feedback reveals actionable insights that the number alone cannot provide.
Using NPS Effectively
Transactional NPS
Survey after specific interactions (purchase, support call, store visit). Measures experience quality at touchpoints. Quick feedback loop.
Relationship NPS
Periodic surveys (quarterly, annually) measuring overall brand sentiment. Tracks loyalty trajectory over time. Less frequent, more strategic.
NPS Best Practices
- 1. Close the loop. Contact Detractors to understand and address their issues. Thank Promoters and invite them to referral programs. Don't just collect scores—act on them.
- 2. Segment your analysis. Overall NPS can mask segment differences. Analyze by customer type, channel, region, and loyalty tier to identify specific improvement areas.
- 3. Track trends, not snapshots. Single NPS readings vary. Focus on directional movement over time rather than obsessing over individual scores.
- 4. Use benchmarks carefully. Industry benchmarks provide context, but your improvement trajectory matters more than absolute comparison.
- 5. Combine with behavioral data. NPS measures intent; pair it with actual behavior (repurchase, referrals, CLV) to validate its predictive value.
NPS and Loyalty Programs
Loyalty programs and NPS have a bidirectional relationship:
Loyalty Programs Improve NPS
Effective programs increase NPS by delivering value, creating recognition, personalizing experiences, and building emotional connection. Members feel appreciated, not just transactional.
NPS Segments Inform Loyalty Strategy
Use NPS to identify opportunities: convert Passives to Promoters through targeted engagement; address Detractor concerns before they churn; leverage Promoters for referral programs and testimonials.
Member vs. Non-Member NPS
Comparing NPS between members and non-members helps quantify program value. Significant gaps indicate the program creates differentiated experiences.
Beyond NPS: Behavioral Loyalty
NPS measures attitudinal loyalty (what customers say). Behavioral loyalty (what customers do) matters more—repurchase rates, share of wallet, actual referrals. Use NPS as one input, not the sole measure of loyalty success.
